Call Centre FTE calculations in excel

Hi All,

I'm trying to work out FTE requirements for a new bit of business but don't know how to work this out in excel, we will be responding to emails on behalf of our customer who has provided the following;

Forecast email volumes : 126 per day
Average duration : 180seconds
Service level : 80% emails to be responded to within 4 working hours

Does anyone do anything similar in excel? I don't have a workforce management system to use as the call centre does presently to work out FTE req. on call volumes. Any help would be appreciated,

Here's a start for you.

My Assumption; 1 FTE = 8 hours.
The FTE will be productive for 6 hours. 2 hours is spent on toilet, chatting, coffee breaks etc etc.

6 hours = 6x60x60 = 21600 secs.
Emails handled in 21600 secs = 21600/180 = 120 emails. 80% of 120 = 96.

Given: 126 emails a day. 80% of 126 = 101 emails.

So thats the best I can give you with this limited data. You'll probably need to also take in to account - logging emails, filing, and whatever else needs doing to get the job done.

These are good answers, and can get you the right numbers on paper. Just keep in mind that you need to make sure the hours your agents are working are in line with when the emails are coming in, or at least to some degree. If you are staffed too heavy in the beginning of the day you might actually run out of emails and agents are sitting there waiting for them to come in. Or if your morning coverage is too light, you might get outside your service level goals as well. But with a 4 hour turn around time, there is probably not much of an issue assuming you mean within 4 business hours . . . for those emails that come in overnight.

But as a general rule, it is better to stack the mornings a little higher to get caught up on the overnight backlog, but if you have extended hours of operation, make sure you don't go too heavy in the mornings where you run out. It is a fine balance. There are some spreadsheet solutions out there that could help too if you need that aren't nearly as expensive as an actual system.
